Automated ticket resolution

Resolve routine tickets within explicit policy limits

When no support agent reviews a reply, an outdated or incomplete policy can become an automated refusal or an unauthorized promise. A self-service workflow needs current policy, account evidence, and a clear boundary for action.

The task in this example

We were charged a late fee on an invoice we paid on time. Can you refund it?

Self-service rate

The same payment needs the current policy

In this Larkspur case, payment posted one day after the due date and falls within the plan’s approved grace period. The fee is eligible for refund under the policy’s automation limits.

The assistant lacks a complete policy

An older page omits the grace period and does not define automated refund authority.

The assistant refuses an eligible request or promises a refund it cannot authorize.

The workflow checks eligibility and authority

The current scoped policy states the grace period, refund limits, and escalation conditions.

The assistant verifies eligibility, uses the authorized refund tool, and confirms the recorded result.

Expand self-service without counting unsafe closures

A case counts as self-service only when the intended outcome is completed correctly and remains resolved. Out-of-scope handoffs are part of a successful controlled service, even though they do not count as automated resolution.

  1. Apply the policy

Match account facts to current rules.

    • Current policy applied
  2. Respect authority

Act only within the permitted limits.

    • Within limits
    • Correct handoffs
  3. Confirm resolution

Verify the transaction and subsequent case outcome.

Business metric

Self-service rate

Track eligible requests correctly resolved without agent handling, with the eligibility denominator stated.

What to measure and how to interpret it

Test approved policy cases and boundary cases before enabling action. Retain the policy revision, account evidence, tool result, and handoff reason for each sample.

Current policy applied
Share assessed against the policy revision effective for the account and transaction.
Within limits
Share of automated actions meeting every defined authority condition.
Correct handoffs
Share of out-of-scope or uncertain cases sent to the appropriate person with sufficient context.
Reopen rate
Share reopened for the same unresolved issue within the agreed observation window.
Policy errors
Incorrect decisions or actions, including wrongful refusals and unauthorized refunds.

Check the business result

Report self-service rate with both eligible-case and all-case denominators where useful. Include review, exception handling, erroneous transactions, and reopens in cost to serve. A low handoff rate is not inherently desirable.

Write the policy’s action boundary as content

The policy must distinguish eligibility from authority: a customer may deserve a refund while the particular case still requires a person to approve it.

Support policies / Late fees
Policy decision record

Check eligibility, then automated authority

Refund an eligible late fee automatically only when all approved policy and authority conditions are satisfied.

Evidence
Invoice, due date, payment-posted date, plan
Policy
Current late-payment policy with effective date
Eligibility
Approved grace-period conditions met
Authority
Approved limits and permitted tool action met
Otherwise
Hand off with evidence and the unresolved condition

Intelligent content

Maintain policy, effective date, eligibility conditions, explicit limits, and handoff instructions as one controlled unit.

Taxonomy

Map customer phrases such as “late fee” and “overdue charge” to the policy and classify its plan and region scope.

A practical starting point

Choose one well-defined low-complexity policy case. Validate decisions in a non-acting trial against support-approved outcomes, then test transaction and handoff behavior.

Policy owners set authority, billing records supply facts, and the billing tool enforces actions. Content alone cannot authorize a refund.
